In an earlier blog, we showed you how the Microsoft Customer and Partner Solutions (MCAPS) organization is optimizing internal processes using Copilot for automation and process mining in Microsoft Power Automate. In this blog, we explore how another Microsoft division is using the same tools to get similar results.

Streamlining security access requests

Microsoft Customer Experience & Success (CE&S) is one of the largest customer support teams in the world. With over 17,000 employees worldwide, CE&S is responsible for shaping the strategy, design, and implementation of Microsoft’s end-to-end customer experience.

For one of their projects, CE&S focused on their Just in Time (JIT) security process used to grant access to resources.  “Leveraging the process mining capabilities in Power Automate, we wanted to explore ways to improve our responsiveness – without compromising on security,” says Kirk McNesby, Senior Business Process Manager at Microsoft. 

In just one week, CE&S successfully deployed process mining and began gathering insights. “With process mining in Power Automate, we were able to easily input data and immediately jump behind the wheel to do meaningful exploration,” says Kirk. “We had no prior knowledge or training. We were ingesting data and learning how to use the tool – all at the same time.”  

To begin using process mining, over 14GB of event log data (consisting of SR events and JIT security logs) was loaded into the tool. The team was particularly impressed with the easy-to-use interface. “We liked the out of the box presentations. Variances were presented in a clear, visual format and filtering worked really well with our data,” says Kirk.  

The team used the filtering capabilities within process mining to quickly segment access requests by type and looked for patterns that would contribute to optimization. This strategy revealed bottlenecks in a specific access request for users acting as backup support on cases when the main support engineer was unavailable.

By automating approvals for this scenario, the team estimated that they could automate up to 54,000 approval requests per year, saving users 13,200 hours of wait time. As Kirk adds, “The process mining capabilities in Power Automate were critical to achieving insights this quickly.”

With this change, customers can select a booking page from the drop-down menu instead of entering the SMTP address for creating a Bookings trigger. We have also powered the connector with newer APIs for the experience to be better. Data Activator Early Access

Data Activator is a no-code experience in Microsoft Fabric for automatically taking actions when patterns or conditions are detected in changing data. It monitors data in Power BI reports and EventStreams items, for when the data hits certain thresholds or matches other patterns. It then automatically takes appropriate action such as alerting users.

Using the Data Activator Power Automate connector, you can generate actions in external systems when your Data Activator triggers activate. This can be useful for sending notifications, creating action items in ticketing systems, or calling line-of-business apps from within Data Activator.

At Microsoft Ignite 2021 in November, we announced several amazing service enhancements for customers geared towards empowering administrators which are now available for public preview.

The latest updates to the Tenant-level analytics include analytics for Power Automate – Cloud flows deployed across multiple environments or the entire tenant.

To better accommodate the rapid expansion of Power Platform adoption across the enterprise, service administrators depend on advanced monitoring solutions.  Tenant-wide analytics are built on service telemetry data derived from Power Platform apps, bots, and services. These solutions allow environment admins to effectively monitor activities related to Cloud flows across the organization.  This update includes an expansion to the Data Export pipeline making Usage & Inventory metrics for Cloud flows available to Power Platform customers.

Who has access?

Admins with the following roles and a license can view the Power Platform admin center analytics:

  • Tenant-level administrator – has access to all environments
  • Environment-level admin – environment list is filtered to include only environments where the admin has Contributor or Environment Admin role

How does it work?

After enabling Tenant-level analytics, environment admins navigate to the Analytics -> Power Automate tab.  In the upper-right corner, select Tenant level analytics from the dropdown list.

Microsoft will be virtually delivering its first ever spring season Ignite conference between March 2-4.  It will be an exciting event where you’ll be able to view some of the latest updates to Microsoft’s myriad of services, including Power Automate.  These virtual conferences have now almost become standard due to the unprecedented pandemic of 2020 which forced most of us to adjust many aspects of our lives, including the way we work.  Remote work has become the norm for many, including meetings, conferences such as Ignite, and many regular day-to-day activities.  Remote work requires greater reliance on software and digital technology.  To this end, Power Automate made significant advances in 2020 to ensure automation capabilities are more robust and powerful to facilitate the growing remote working needs.  In this blog, we want to recap some of these updates and then look ahead to 2021 as we continue adding features to Power Automate and developing the most effective low-code automation service in the industry.

 

Launching Robotic Process Automation for Power Automate

Near the beginning of 2020, we announced the general availability of Robotic Process Automation (RPA) for Power Automate.  We launched RPA in the form of UI flows to automate tasks on Win32 applications and Google Chrome or Microsoft Edge web-based applications.  The UI flows, which we now call Desktop flows, were offered in both attended and unattended modes (figure 1).  With attended RPA, users can automate task for legacy applications on their local machines.  In unattended mode, users can automate tasks without the need for any human intervention. Running RPA in unattended mode enables automation across single or multiple desktops or virtual machines.  With unattended RPA (figure 1), an automation bot logs in to a designated Windows device, executes the desired automation, and then logouts.  Key features for unattended mode include:

  • Execution on a cluster of machines: This feature enables you to define a cluster of machines that increase capacity and reduce the management cost of running unattended automation.
  • Centralized reporting: Users can centrally review job performance across their cluster of machines.

 

 

Softomotive Acquisition

To further enhance our RPA offering, we acquired the industry leading automation company Softomotive which immediately provided us with an additional 15 years of RPA expertise and the ability to integrate Softomotive’s proprietary WinAutomation RPA technology into Power Automate.  WinAutomation helped unlock additional options (figure 2) for RPA desktop authoring enabling Power Automate users to easily create bots and automate Windows-based tasks. The combined offering also broadened our RPA capabilities by extending automation to AS400, Java, SAP, Citrix and traditional green-screen terminal applications among others.  Also, we expanded web-based RPA to include the Firefox and Internet Explorer browsers.  To briefly summarize, with the acquisition of Softomotive, Power Automate was able to:

  • Deliver comprehensive low-code desktop automation solution with WinAutomation – providing customers with additional choices for creating workflows in Power Automate. Now, anyone can build RPA bots with our existing browser-based authoring app or through a new desktop app with WinAutomation.
  • Expanded the out-of-the-box UI automation drivers for commonly used apps and services – furthered out commitment to providing the most robust set of RPA capabilities in one platform and expanding the existing desktop automation experience with the addition of Softomotive’s robust set of connectors and applications.
  • Enabling parallel execution and multitasking  enabled customers to execute multiple workflows and automations in parallel and on the same machine to reduce latency and improve the efficiency of their bots. This brings the same incredible scale from existing Power Automate API automation to UI automation.

 

 

Launching Power Automate Desktop

From the initial launch of Desktop flows and the subsequent acquisition of Softomotive, our combined teams were geared to quickly integrate and provide our customers with one of the best RPA services in the industry.  The diligent work of our engineers led to the quick integration and release of Microsoft’s Power Automate Dekstop.  Power Automate Desktop, extended the automation capabilities in Power Automate to on-premises processes and tasks, expanding the possibilities of desktop or web-based application. Power Automate Desktop offers a new drag-and-drop visual designer for 370+ actions that run on your desktop.  With the new Power Automate Desktop, users can:

  • Accelerate automation with an easy-to-use visual designer: Power Automate Desktop allows users to automate tasks or processes from their machine. The drag-and-drop visual designer and live debugging tool make it possible to automate processes and displays the process steps helping turn ideas into reality (figure 3).
  • Simulate multiple scenarios with the web and desktop recorders: Automate your favorite web apps with the Web Recorder, or capture on-screen elements for your desktop apps with the Desktop Recorder. The recorders track keyboard and mouse interactions and translates them into a clear automation path that can be replayed across web apps and desktop applications.
  • Automate between Windows applications with key actions: Automate both modern, Windows applications and legacy systems with a diverse set of actions—without making changes to your current IT infrastructure. A single flow can support tasks across systems that include SAP, websites, and legacy terminals such as mainframes and AS/400, Citrix, and more.
  • Reduce bottlenecks with flexible exception handling: Prepare for the unexpected by leveraging error-handling at any point in the automation process. Ensure automations run with precision and speed by setting up safeguards such as retries, alternate execution or notifications when errors occur. Each action in the script supports no-code error and exception handling, and execution logs that include error details and screenshots to help with troubleshooting.

 

 

New Analytics Reporting

To help ensure visibility and control over the new Power Automate RPA capabilities, we introduced new analytics reports available through the Power Platform Admin Center.  The following four new reports are available through the admin center:

  1. Runswhich gives you an overview of daily, weekly and monthly desktop flows run statics, with trending lines and run results breakdown (e.g. success/failure/cancel) This report gives insights on how actively desktop flows are used in each environment.
  2. Usage which shows you the desktop flows that being used most so you can get a good idea about your automation inventory.
  3. Created which shows you analytics against recent created new desktop flows, so you understand how active your desktop flows makers and who they are. (Note, you must upgrade the Power Automate Desktopapp to the GA version, released 12/09/2020 or later to generate correct data for this report)
  4. Errors which shows the top error types that have been caused failures in your desktop flows. (Note, you must upgrade the Power Automate Desktopapp to the GA version, released 12/09/2020 or later, in order to generate correct data for this report)

 
Public Preview of Process Advisor

One of the expanding features in automation services is process mining technology so that organizations can better understand which tasks to automate.  Ideally automation leads to greater savings of time and money, and that is achieved, through automating tasks providing the greatest return on investment (ROI).  To this end, Process Advisor was released for public preview, serving as a process mining capability in Power Automate that provides a deeper understanding of how people work and provides insights about time-consuming processes best suited for automation. Process Advisor enables users to visualize, identify bottlenecks, and gain insights into the various processes being created across your organization.  With Process Advisor users can:

  1. Create: Identify and create the process about which you want to gain insights.
  2. Share: Invite colleagues to collaborate and add new recordings.
  3. Record: Record the actions either you or your colleagues take to complete the process at hand.
  4. Annotate/Edit: Remove sensitive information, then group your actions into meaningful activities.
  5. Analyze: Generate a process map where you can analyze it and get insights.

Process Advisor was one of final highlights for 2020.  There were many other features and capabilities we launched with Power Automate but we gave a glimpse of some of the most exciting features.  Be sure to catch us at Microsoft Ignite between Mar 2-4 to learn about some of the latest updates and new announcements.

As organizations focus on customer obsession, they need to scale their organization to exceed elevated customer expectations. It typically isn’t practical to meet this demand through additional headcount. The question becomes how can I scale my customer service department, without adding labor costs? The answer lies in the phrase “work smarter, not harder”. To achieve our new customer service goals, we can leverage Microsoft services like Microsoft Flow, LUIS.ai and Dynamics 365.

A strategy we want employ is to better understand the types of issues our customers are having as soon as possible. If we can interpret their intent, we can ensure the correct people within our organization are aware of the issue, to provide a more timely outcome. But, to achieve this, we need some intelligent technology. Fortunately, we can take advantage of LUIS.ai which will understand the customer’s intent so we can route this information correctly.

Scenario

A power company, called Contoso Energy, would like to improve their customer service and wants to provide many channels for customers to solicit assistance. In addition to mobile, social and telephone conversations, they continue to receive customer support requests over email. Sifting through emails manually to log support cases inside of their ERP (Microsoft Dynamics 365) is a time consuming and low-value activity. Especially, when you consider the people that can help solve the customer’s issue, are not immediately informed of the issue.

As a power company, there are many customer requests that can be made including reporting a power outage, billing queries, street light replacement and vegetation brushing to name a few. Some of these requests are higher priority than others so it is important we understand the user’s intent when we log the support case. This allows us to prioritize their case correctly and ensure the right department can address high priority incidents asap!

Solution Overview

To achieve their goals, Contoso Energy is going to use Microsoft Flow to automate the retrievals of emails that are received in the customer service inbox. Instead of an employee reading, and reacting, to these emails, Microsoft Flow will apply a filter on specific keywords. Next, the body of the email is passed into our LUIS connector. LUIS stands for Language Understanding Intelligent Service and uses machine learning to allow people to build applications that can receive user input in natural language and extract meaning from it. We will use LUIS to interpret the intent of the email that our customer has sent us so that we can log it appropriately within our Dynamics 365 case. If the customer concern is a high priority, such as a power outage, we want to let our Field Services know right away. This way, they can prioritize the resolution of the incident. Once we have created our case within Dynamics 365 and made the impacted department aware, we will acknowledge the customer’s request by sending a follow-up email that includes their case number.

LUIS

Before we work on our flow, we need to build our LUIS application. We can access the LUIS service from https://www.luis.ai. LUIS has been covered in a previous Flow Blog post, so please refer to that post if you are new to creating LUIS applications. 

Within LUIS, we are going to define four different Intents:

With our Intents defined, we need to go into each one and provide some utterances. Utterances are related statements that infer an action, in natural language, provided by a user. In our Power Outage Intent, we will describe some sentences that we expect to receive via email that imply there is a power outage. The more descriptions we provide, the more accurate our LUIS model will be.

Once we have created our Intents and Utterances, we can then test and train our application.

With our testing complete, we can publish our application to a Staging or Production Slot.

After our application has been published, we will have access to a starter key and an endpoint URL. We can use this endpoint to perform additional testing through a tool such as Postman or from a custom application. To call LUIS from flow, we need to copy the Key String.

Microsoft Flow

Our flow will be triggered when a new email arrives in our customer support mailbox. We can include a Subject Filter if we are controlling how the email is created, such as an email form on a web page.

If we expect our emails to be received in Html format, we can use the Html to text action to remove the Html markup so that when we insert the content into Dynamics 365, we are not including this additional formatting.

Next, we will pass the text output to our LUIS action where we will provide this text as our Utterance Text. In this case we do not have a Desired Intent, so we can leave that blank.

We will use the Top Scoring Intent that LUIS identified throughout the rest of our flow, so we will create a variable called Intent where we can store this String value.

With our interactions with LUIS complete, we can now focus on Dynamics 365. When we create a Case for our customer, we want to be able to link it to an Account. To do this, we will call the List records Dynamics 365 action and provide a Filter Query of emailaddress1 eq ‘From’.

Next, we need to perform a validation to ensure that we found a record, prior to logging a Case. This validation occurs by using the length expression and passing in the body(‘List_records’)?[‘value’] from our List records response message. If we don’t find a record, we can simply send an email escalation to a Customer Service group mailbox. If we do find that a record exists we will continue with our process.

With a customer record found, we will now go ahead and create a Case within Dynamics 365. Within the Create a new record action we will pass in our LUIS-derived Intent as our Case Title, specify the Account (id) as the Customer and our inbound email Body as our Description.

Now that we have a Case logged within Dynamics 365, we want to inform the respective groups if this is a high priority case. To determine this, we will pass our Intent into a Switch statement. There are two events that we are focused on: Power Outage and Billing. 

Should the Intent be one of these types, we will post a message to the appropriate team’s Microsoft Teams channel. Within this message, we can include our Intent, Account Name, Case Number and Description.

There is nothing worse than creating a Customer Service Case and not getting a response. So let’s ensure our customer is confident that we have received their request by echoing their original request and providing the Case Number via an email.

 

Our flow is now complete, let’s now test our automated business process.

Testing

Let’s construct an email that includes a subject of Customer Support Request so that our email filter catches it.

Let’s now look at our Run Details to see how LUIS interpreted our email. In this case LUIS correctly determined that the incoming ticket was related to a Power Outage.

Now, we can log into Dynamics 365 and see that a new case has been created that has a Title of Power Outage. It has also correctly linked our customer’s Account.

Within Microsoft Teams, we also see a new message has been posted in our Power Outage channel.

Lastly, an email was sent back to the customer acknowledging their request and the Case Number for their issue. 

Summary

The entire duration of this automated business process was six seconds. Yes, six seconds! Now, in this case we haven’t just arbitrary logged a ticket within a Customer Information System, but we have understood the intent of the customer request and prioritized it to ensure we can get the right people focused on the problem as quickly as possible.

This was all possible without writing a single line of code, provisioning infrastructure or requiring a deep understanding of machine learning technology.

Today in Flow of the Week, I am going to show you how you can streamline processes that require a company or an organization to collect signatures from contractors or collaborators and send them welcome email with onboard information and instructions.
For the purposes of this example, we are going to use DocuSign, a trusted and reliable e-signature brand that allows users to sign or get signatures on digital documents.

Let’s take a closer look at our scenario, we have a standard boiler plate agreement, that is use when hiring contractors. All contractors must sign this document before we can move forward. Once all the signatories have signed the document, we perform a standard background check which usually takes a couple of days. Once the background checks are cleared, the contractors get a welcome email with a link to the resources and onboarding guide. If I were to do this manually, I’d have to keep track of all the requests that I have sent, and when they get signed – send a thank you email acknowledging the receipt. A few days later, another email with the welcome information. The manual busy work starts to pile up when you have 100’s of such requests going out every day.

Automating this busy work with Flow is fairly straightforward task –
Start off by, searching for a trigger “When an envelope status changes” and select “Completed” from the dropdown on the envelope status.


Next to send the email from using Flow, we need to list the recipients of the envelope, i.e. set of documents that require signatures.

Note: You will be setting up the recipients of the envelope in the DocuSign portal.


Then simply add the steps to send the “Thank you” email as shown here, followed by a delay of 3 days, and then add a step to send a Welcome email with a link.

Instead of using a delay, you can also use an approval email to trigger sending the “Welcome email”.


This workflows is customizable to your taste and you can start with these templates, if you have similar scenarios.
Note: Don’t forget to tailor the emails to your scenario with the correct links and verbiage.
